shocking customer service portal

very frustrating...it is nigh impossible to get technical assistance from these guys. They insist on you using "live chat" but you can wait for 4 hours before you get a response from live chat. I have been without fibre for a week. I spent 8 hrs on their chat service last saturday trying to resolve the issue. They then told me the issue was with the wifi router, so I got a. new one. Guess what... the issue is not the WIFI router! I have been trying since Sunday to get hold of them via live chat, trying different times of day, and never been getting hold of them. I have resorted to phoning the sales line to try and speak to a person. I have been number 2 in the queue for 15 min already. This is the most abysmal customer service I have experienced in my life. The only good thing I can say was when I finally spoke to someone on Saturday, they did try and do what they can to help me, but I can't get hold of anyone. It looks like I will just have to cancel and try and find a competent provider.

Hi Mark,
We fully understand how frustrating and exhausting this has been, especially after being without fibre for a full week, spending hours on live chat, replacing equipment based on guidance given, and still not having the issue resolved. That level of disruption, combined with the difficulty reaching support, is understandably upsetting.
We can confirm that a Technical Specialist callback has been logged under reference WA***, and this has been escalated with urgency due to the ongoing nature of the fault. The request has been prioritised so the technical team can urgently review the line and provide direct follow‑up to move this toward resolution as quickly as possible.
Your feedback regarding the long wait times, challenges accessing live support, and the troubleshooting journey you’ve had to endure will be shared with our Service Quality Team for review and improvement, as access to effective technical support is critical.
If you require any further assistance, you’re welcome to send us a message via Hello Peter, and we’ll make sure it’s picked up and tracked accordingly.
Warm regards,
Webafrica Crew

as much as I appreciate your prompt reply, why is it that it takes me complaining to Hello Peter to get a response from you or having to phone the sales line to try and log a technical support call? As a businessman I cannot see how that is sustainable

Hi Mark,
Thank you for coming back to us and for sharing your perspective so openly. We understand why this situation raises concerns for you as a business owner, especially when it feels like meaningful responses only come after escalation. That experience can understandably affect confidence in the support model.
Your case remains active with the Technical Team, and the urgency has been reinforced to ensure follow‑through and direct contact as soon as possible.
Your feedback around sustainability of support access and response flow will be shared with our Service Quality Team for review, as these insights are important in improving how support is delivered.Warm regards,

Again...thank you for your response. It is now 14:58. According to your message earlier, this was supposedly flagged to the technical team as urgent at 9:30am, yet no one has contacted me other than your response 15 min ago to say that the urgency has been re-inforced. Just as a matter of comparison, when I was incorrectly told it was a wifi issue, I obtained a new wifi router. When this didn't resolve the issue, I called the wifi manufacturer (yes I actually got to speak to a person within 3 min of placing the call.. In comparison, it took WebAfrica LiveChat (what a joke) 3 hours (!) to respond to a support call this morning. And then they ended the chat after 28 min, as I was in a meeting, and I didn't see the message. No phone call...just a message.

Hi Mark,
We’re genuinely disappointed to hear that the experience has led you to decide to cancel, especially after the effort you’ve made to try and get support. This isn’t how we want our customers to feel.
Your request to cancel has been escalated to the Cancellations Team, and they’ve been asked to prioritise reaching out to you to assist with the necessary steps and bring this to a proper close. The context around the challenges you’ve faced has been included so the matter is handled with care and understanding.

I have had 2 converzations with the sales team (that is the only number you can call) both sales consultants were friendly and logged an urgent call with the tech team. One of them even called me on the weekend (on his day off) to see if the technical team had contacted me yet, but they have not.

Hi Mark,  We understand how frustrating this ongoing downtime has been, especially after being without fibre since the 29th and still not receiving contact from the technical team despite multiple urgent requests being logged. When you’re relying on the service and actively following up, the lack of progress and communication understandably becomes very concerning. We also appreciate you acknowledging the effort made by the sales consultants, particularly the follow-up call over the weekend. That level of care is noted, and it’s clear they genuinely tried to assist in moving this forward for you. A further follow-up has now been submitted to our technical team to highlight that contact and resolution are still outstanding. The continued delay and lack of technician feedback have been escalated again for urgent attention. Warm regards,

I understand that you would like a private reply, but I think it only fair that this plays out publicly...hopefully this incentives WebAfrica to address the serious issues around your customer support.

After receiving a call from a very helpful technical person it was identified that there was in fact an issue with the Open Serve line. A support call was logged with them, and I was given a reference number. I was told that I would likely have a response within 48-72 business hours. This morning i was sent a whatsapp and text message from WebAFrica that the issue had been resolved and that the ticket was now closed. I was further informed that I should use Live Chat (aka Dead Chat) if I had further questions. THE ISSUE IS NOT RESOLVED. I STILL DO NOT HAVE A WORKING FIBRE LINE. To mak matters worse...I have been trying to reach a WebAfrica agent on Dead Chat since 8am this morning. I finally got connected to an agent at 10:19am!!!! They are asking me the same questions I have answered several times before. Why can you just not send out a technician and sort this out

Hi Mark,
Thank you for taking the time to share this update. Being told that an issue has been resolved when your fibre line is still not working, after days of waiting and repeated attempts to get help, is incredibly frustrating and exhausting. We understand how disheartening it is to keep re‑explaining the same situation, wait hours on chat, and still be left without a functioning service. This is not how we want our clients to experience Webafrica, and we recognise the strain this has placed on you.
We’ve reviewed the notes on your fault and can see that Openserve has advised that changes were made on the line and that no further issues are currently visible from their side. However, given that you are still unable to connect, we’ve requested for a technical agent to reach out to you directly as soon as possible to provide further hands‑on assistance and ensure this is properly investigated and resolved.

Warm regards,
Webafrica Crew

I have spent another 1.5 hours on chat with your help line answering the same questions, sending the same photos...the only difference this time is that I managed to borrow a windows laptop to test the ethernet connection rather than the mac just in case there was an issue with the adaptor...same result. The laptop cannot even see the OpenServe equipment

Hi Mark,
Thank you for taking the time to update us. Having to spend additional time testing on different devices and repeating the same steps, only to reach the same result, is understandably frustrating and draining. We recognise the effort you’ve put in to help diagnose the issue and how discouraging it is to still be without a working connection.
Please be assured that Technical Support has been requested to contact you directly to take ownership of this and provide hands‑on assistance. Given that the Openserve equipment is still not visible even after testing on another device, this remains under active review and requires direct technical follow‑up to move it forward.
Warm regards,

I cannot belief it...I have received yet another message to say that my ticket has been closed...inspite of the fact that I do not have working Fibre. It looks like the right hand doesn't know what the left hand is doing. I was called last tonight and told that a technician would call me today (after 12 as I was not available in the morning) to come to site to resolve the issue. I then received a message at 12:04 to say that my ticket had been closed. This is absolutely ridiculous...how can you run a business like this?

Hi Mark, we understand how frustrating this is, especially after being advised a technician would attend, only to then receive a ticket closure while your fibre is still down. That kind of mismatch in updates is not the experience we aim for.We have followed up with the technical team and escalated this to ensure the ticket is reopened and correctly aligned with the active fault, so the technician visit remains in place as previously arranged after 12:00.The next step is to correct the ticket status and re-confirm the onsite visit without any further incorrect closures.Warm regards,

Hi Mark, we understand why you’re asking for clarity on a refund, especially after being without a working fibre service for an extended period. That’s a fair concern given the impact this has had on you.At this stage, we’re unable to confirm any refund outcome directly, as this will need to be assessed once the technical fault has been fully reviewed and the service history has been validated. Our technical team will be able to advise on the fault outcome and confirm the appropriate resolution, including whether any credit or adjustment applies. We’ve escalated your case to ensure the outage period and service disruption are properly taken into account, and the ticket remains active until the fault has been fully resolved and assessed.Once the technical review is complete, you’ll receive a clear update on the outcome and next steps.Warm regards,

Wow...so you expect me to pay for your terrible customer service process...you really are trying your hardest to generate negative publicity. At least you are good at that!

Not only should you reimburse me for lack of service, but I should investigate a claim against you for loss of revenue for all the hours I have sat trying to connect to someone on WebAfrica Dead Chat; all the hours I have had to redo the same steps each time I am allocated a new agent; all the time I have to catch-up my work when I have to try and rush home to check and reset either the ONT or router; or the money for a new router which I was initially told was the issue, which by the way it turned out it wasn't; or all the time I have to spend checking as to why the ticket has been closed but the problem persists, or all the time I have to spend on hellopeter to get a response because your support platform is abysmal.

The only thing positive I can say is that I have spoken to some pretty enthusiastic people who tried to help, even though they have not been able to. But it took many hours to finally get hold of them in the first place.

Hi Mark,
Thank you for coming back to us and for highlighting this. Being told to expect a call and then still waiting hours later is understandably frustrating, especially when you’re already dealing with an ongoing fault and disruption. We recognise how discouraging this feels, and this is not the experience we want for you.
We’ve checked the notes and can confirm that an attempt was made to contact you, but unfortunately without success. The Openserve fault remains open, and they are currently performing additional testing on their side. Our Faults Monitoring Team is actively awaiting further feedback rofm Openserve and remains engaged with the Fibre Network Provider to ensure the matter is pushed towards resolution as quickly as possible. Finally, someone actually came to site on Saturday the 16th and managed to resolve the issue — a full two weeks after I originally spent an entire day going backwards and forwards with “Live” Chat, or rather, “Dead” Chat.

Openserve were correct in their statement that there was nothing wrong with the line, which explains why they originally closed the ticket without coming to site. The actual problem was that someone had changed the serial number of my ONT box in the backend. As a result, when they were pinging what they believed was my ONT box, they were not getting an error.

They obviously did not physically change the serial number on the box itself, as it is the same ONT box I have had for the last 5–10 years. What had changed was the serial number recorded in their systems, which could only have been done in the backend.

I am sure there will be debates between OpenServe and WebAfrica as to who could have done this and why, but the reality is that it has cost me over 30 hours of wasted time and energy trying to get someone to fully own resolving the problem instead of simply ticking a box.

That said, I am grateful that I am finally reconnected.

I do, however, wonder whether getting a refund is going to be any easier. I also wonder whether Webafrica is actually going to learn from this experience and seriously improve both their customer service and problem-solving processes — moving away from rigid scripts and checklists towards real ownership and accountability.

If they are serious about improving, they should call me. I could probably help save them from losing hundreds, if not thousands, of dissatisfied customers.

Hi Mark,
The amount of time, energy, and persistence this has required is fully understood, and the lack of clear ownership and resolution along the way is not the experience any client should have, especially when connectivity is such a critical part of daily life.
We are genuinely relieved to hear that your connectivity has finally been restored, and we appreciate your patience in seeing this through despite the challenges. At the same time, we recognise that the journey to resolution fell short. Your feedback regarding the prolonged troubleshooting, the backend serial number issue, and the lack of clear ownership has been submitted to our Service Quality Team for review so we can identify exactly where we fell short and work on improving our processes and problem‑solving approach.
In addition, a credit request has been logged with our Finance Team for review. They will assess the downtime and related circumstances, and if approved, the credit will be app**** directly to your Webafrica account. You will be updated once that review is completed.
We appreciate you sharing this candid feedback. It is taken seriously, and continued efforts are being made to deliver a level of service that truly meets our clients’ expectations.
