Why can't I even ask you to fix your broken services?

Their services break out of the box and as the client's appointed technical contact I cannot even ASK them to FIX their mess up that THEY caused!!! I have a screen shot from my whatsapp conversation which took over an hour where they told me that they will only fix their problem on their side if my client called them as well!?
