Standard Bank blocked my R5.5m access bond, gave conflicting explanations, and has still not properly escalated the matter after eight calls

I am extremely disappointed with the way Standard Bank has handled my home loan / access bond facility.

I have a home loan / access bond facility of approximately R5.5 million with Standard Bank. I recently discovered that my access bond had effectively been blocked or was no longer available to me. I was initially told that this was due to outstanding FICA requirements. This came as a complete surprise. I was not aware of any outstanding FICA requirement, and I was never clearly warned that failure to provide documentation would result in my access bond being revoked, blocked, or placed on hold.

I immediately tried to resolve the matter. I emailed Standard Bank Home Loans requesting urgent clarity and specifically asked what was outstanding, when I had supposedly been notified, who was responsible for contacting me, why the access bond was blocked without direct escalation or warning, what the process and turnaround time would be to reinstate it, and how Standard Bank would ensure this does not happen again.

After sending that email, I phoned Standard Bank four times that day. During one of these calls, Paul from Business Banking first told me that the issue was because I had not used the access bond. When I challenged that explanation, he then told me that I had “overextended” my bond. I asked him to explain what “overextended” meant in this context, but he could not give me a proper definition and simply told me to speak to Home Loans.

That is unacceptable. A bank representative should not make serious statements about a client’s bond facility if he cannot explain what those statements mean. The call became increasingly frustrating, and in my view, Paul became arrogant rather than helpful.

I eventually managed to speak to someone in Home Loans who understood the matter properly. He confirmed that the explanations given to me by Business Banking were not correct. According to him, the actual issue was that Standard Bank had failed to remove the hold on the access bond after my bond had been increased for building purposes. He advised that they were trying to fix the issue and would escalate it.

Despite that, the matter was still not resolved.

Over the past two days, I have sent various emails and phoned Standard Bank eight times, yet I still do not have my access bond reinstated. I also still do not have clear written confirmation of exactly what went wrong, who is responsible, and why this was not properly communicated to me upfront.

I also left a message for Sean’s manager, Given, and neither Given nor Sean responded to me timeously. Sean also did not contact me proactively to advise me of any FICA issue, any hold on the facility, any re-application requirement, or any risk that my access bond access would be affected.

Today I was finally advised as follows:

“As per the accessbond business rules, clients will have to re-apply for the accessbond facility as the further advance was registered. A fully completed and signed accessbond application form, terms and conditions and accessbond resolution signed by all Directors / Sureties is required and then the accessbond activation is to be done on the UI Tool.”

I will submit the required documentation tomorrow. However, this latest explanation raises further concerns.

Why was I first told this was a FICA issue? Why was I then told by Business Banking that I had not used the access bond? Why was I then told that I had “overextended” my bond? Why did Home Loans then tell me that Standard Bank had failed to remove the hold after the further advance? Why was I only now being told that I must re-apply for the access bond because the further advance was registered? Why was this not clearly communicated to me before or during the further advance process?

The issue is not that Standard Bank may require documents. I am prepared to provide the required documents. The issue is the lack of proper communication, the conflicting explanations, the poor escalation, and the fact that I have had to phone repeatedly and chase multiple people to understand what should have been explained clearly from the beginning.

This level of service is unacceptable. Is this how Standard Bank treats a client with a R5.5 million facility?

I am requesting the following urgently: Immediate escalation to a senior Home Loans manager; Clear written confirmation of the exact documents required; Confirmation of the expected turnaround time once the documents are submitted; Priority processing of the access bond re-application and activation; Written confirmation of why this requirement was not communicated to me upfront; A formal explanation of why I received multiple conflicting explanations; A new banker who communicates properly and takes ownership of client issues; and A formal apology for the lack of communication, poor escalation, conflicting explanations, and failure to resolve the matter timeously.

This is not a small administrative inconvenience. An access bond facility is an important financial facility. Standard Bank’s handling of this matter has caused unnecessary stress, confusion, wasted time, and a complete loss of confidence in the level of service being provided.

I will send the required documentation tomorrow, but I am asking Standard Bank to escalate this matter urgently and ensure that the application and activation are dealt with as a priority.
