When Customer Service Processes Fail the Customer
Customer experience should never deteriorate to the point where loyal customers feel unheard and without resolution. I upgraded my handset through MTN Group Direct on 13 May 2026. During both the sales process and courier confirmation call with DSV, I was informed only to have my ID available for delivery. At no stage was biometric verification communicated as a mandatory requirement. When the courier arrived at my office, I provided my ID as instructed. Unfortunately, the biometric verification failed due to technical issues on the device being used. I was then informed — for the very first time — that I would need to apply for a manual delivery process, which could take an additional 3–5 working days before a new delivery is even arranged. What is most concerning is not the verification process itself, but the lack of communication, flexibility, and customer support when the process fails through no fault of the customer. As a long-standing customer who previously maintained a cash account — often in credit — I was encouraged to move to debit order for this upgrade. Despite reservations and considering porting elsewhere, I proceeded because I urgently require a reliable handset due to upcoming travel and security considerations after my previous device failed. Attempting to escalate the matter added further frustration: I was informed that providing a team leader’s direct contact details or email address was “against company policy”. Complaints can reportedly only be submitted via email, with no direct contact number available for escalation or follow-up. Despite sending the complaint email and following up over the past two days, I have received neither an acknowledgement of receipt nor any meaningful feedback. My concerns were escalated internally, yet there has been no proactive communication or ownership of the matter. The interaction lacked urgency, empathy, and solution-driven customer care. This post is not about circumventing security procedures. Verification is understandable and necessary. However, customers should be clearly informed upfront of all delivery requirements, and there should be an efficient contingency process when technology fails. I sincerely hope MTN Group addresses this matter urgently and improves the customer experience around device deliveries and escalations. At minimum, customers deserve transparency, accountability, acknowledgement of complaints, and practical resolution processes.
