Western Gap (Kaelo) Lets Long-Term Client Down in Medical Emergency

On 3 April 2026, my wife experienced severe neck, chest, and arm pain, accompanied by dizziness and fatigue while we were at Pavilion Shopping Centre at approximately 15:30. After ordering food, her condition worsened significantly—she became extremely distressed, crying due to the intensity of the pain. Fearing a serious medical emergency, I immediately rushed her to the emergency unit at Westville Life Hospital.

Upon arrival, she was attended to by the emergency team and placed on an ECG. During this time, I was informed that my medical aid network no longer included Westville Hospital, and that Crompton Hospital was now the designated network facility. This change had never been properly communicated or emphasised to us.

Despite this, my wife underwent further urgent medical assessments at Westville, including blood tests and X-rays. She was placed on drips and administered pain medication; however, her condition did not improve. Instead, she developed additional symptoms, including widespread pain and severe jaw pain with shooting sensations. Given the seriousness of her condition, it was determined that she required admission. As a result, we were forced to transfer her to Crompton Hospital, which is within our network.

Following her discharge on Saturday, 4 April 2026, we began receiving multiple medical bills. I had to pay out of pocket for the emergency admission at Westville Hospital, as well as for the blood tests and X-rays, which were not covered by our medical aid. We subsequently submitted these claims to Western Gap (Kaelo).

The process that followed was extremely frustrating. It took an unreasonable amount of time to obtain feedback, compounded by delays in receiving the necessary invoices from service providers. After persistent follow-ups, I was eventually informed that while the admission could be claimable, it would only be covered if my wife had been admitted after 18:00 or if the incident was related to a motor vehicle accident. My wife was admitted at 17:02—just under an hour outside of this condition.

I have been a loyal client of Western Gap (Kaelo) for over 20 years and have made very few claims during this time. To be denied cover under these circumstances—especially during what was a medical emergency—is both disappointing and unacceptable. At the time, my sole priority was ensuring my wife received urgent medical care, as her symptoms were indicative of a possible heart attack or stroke. Time was critical, and decisions were made accordingly.

It is also concerning that, in the past, I had access to benefits such as X-ray cover under a lower-tier plan, which are no longer available despite now being on a higher plan that supposedly offers improved coverage. This raises serious questions about the value and structure of the current plan.

Furthermore, after escalating the matter telephonically and being assured that it would be reviewed, I received a rejection email within 10 to 15 minutes. This suggests that no meaningful reassessment of the claim took place, which is deeply frustrating.

Given my long-standing relationship with Western Gap (Kaelo) and the circumstances surrounding this claim, the decision to reject it—amounting to approximately R4,000—is extremely disappointing.

I have now formally escalated this matter and expect to be contacted by a manager to discuss it further. Additionally, I have submitted written notice to terminate my membership, as I no longer have confidence in the value or reliability of your service.

Based on this experience, I would not recommend Western Gap (Kaelo) to others.
