Paid up/settlement letter

I recently sent a review on the 21/10/20 to fnb requesting assistance with a settlement letter since our bond is paid up, someone did contact me said will escalate our matter to Home loans dept still waiting no further communication. I just don’t understand something that can be prepared within 10min but it has been 3 weeks☹️
