Not so happy

This has now been the the 3rd time that when I get to the counter, they advised that I have no points. The first 2 occasions was the "bonus" points . And now recently it was the cashback that was not loaded. I tried to get a statement to see when it was used. Obviously there was none. Please tell me where my cash back went
